Frequently asked questions

What exactly counts as first contact resolution?

First contact resolution is the share of customer questions you settle without the customer having to come back. The argument is always about the word "contact". Does a second message from the customer inside the same ticket count as a new contact, or only a new ticket? Both definitions are defensible, but you have to pick one and write it down — otherwise next month you compare against a different number without anyone noticing. Note that FCR here means customer contact; in aquaculture the same acronym means feed conversion ratio, which is an unrelated measure.

How do you measure FCR without a dedicated field?

Measure it backwards: take every resolved ticket in a period and subtract the ones that were reopened or followed by a new ticket from the same customer inside a fixed window — a week works for most shops. What remains approximates first contact resolution. Split it by channel, because chat and email almost always tell a different story.

Can a high FCR be a bad sign?

Yes, and that is the trap in this KPI. The moment agents are measured on it, the cases that cannot be solved in one go disappear: tickets get closed early, a follow-up question gets a fresh ticket number, or someone promises something to end the conversation. Never read FCR apart from your reopen rate. If FCR climbs while reopens climb with it, you are measuring bookkeeping, not quality.
