What should free helpdesk software include?

When should you upgrade?

Open source and self-hosted: free, but not without cost

Yes, free self-hosted ticket systems exist, and they are serious products. osTicket is the classic and has run at thousands of organisations for years. Zammad is more modern and pleasant to use. FreeScout is the lightest of the three and feels closest to a shared mailbox. All three can run on your own server with no licence fee.

The bill arrives elsewhere. Somebody has to run the server, install updates, check backups and keep up with security patches — including in your busiest week, including when that person is on holiday. For a team with a technical colleague who enjoys this, that is a fine trade. For a three-person webshop without that person, a hosted free plan is almost always the cheaper choice, even though the next plan up carries a price tag.

One point where open source wins regardless of team size: your data stays yours and export is never a negotiation. If that weighs heavily for you, put it at the top of your list rather than the bottom.

Which well-known vendors offer a free plan?

This is the third route alongside open source and hosted free plans: the entry level of a commercial helpdesk. Vendors change their free tiers regularly, so always read the current terms on their own pricing page. What stays stable is where the cap sits — and it is almost never on ticket volume.

  • Freshdesk. Has long offered a free plan capped on agent count. Automation, SLA rules and usable reporting sit in the paid tiers.
  • Zoho Desk. A free entry tier inside the wider Zoho suite. Worth it mainly if you use the rest of Zoho too.
  • HubSpot Service Hub. Free ticketing inside the HubSpot CRM, with the heavier support features behind a paid tier.
  • Jira Service Management. Free for a small team. Strong for internal IT, weaker for customer-facing support.
  • Spiceworks. A hosted help desk with no licence cost, funded by advertising inside the product. Aimed at internal IT.
  • Zendesk. Has no free plan, only a trial. Anyone searching for “free Zendesk” ends up at one of the options above.

Check three limits on any free plan before you start: the agent cap, how much history you may keep, and whether you can get your data back out. That last one decides whether the free plan is a starting point or a trap.

Can you give an example of a ticketing system?

There are three kinds that only resemble each other in name, and that confusion is why price comparisons so often go wrong. Work out which of the three you need first:

  • Customer service ticketing. Handles questions from customers over email, chat and forms. Examples: Zendesk, Freshdesk, Gorgias, Help Scout, SamDesk.
  • IT service desk (ITSM). Handles requests from your own colleagues, with assets, approvals and change management. Examples: Jira Service Management, TOPdesk, Freshservice, ServiceDesk Plus, GLPI.
  • Event ticketing. Sells admission tickets with barcodes and check-in. Nothing to do with support.

One ticket, from arrival to close

Here is what the first type looks like in practice. A customer emails: “My order never arrived.”

  1. The email becomes ticket #1842 with status new and no owner yet.
  2. The system recognises the address, links the customer record and shows the order and shipping status beside the message.
  3. An agent claims the ticket. Status becomes open and the rest of the team sees it is taken — no more double replies.
  4. They reply with the tracking details and set the status to pending customer. The response-time clock stops.
  5. The customer replies three days later. The ticket reopens on the same thread rather than as a new case, so the history stays intact.
  6. The parcel turns out to be lost. An internal note for the colleague who handles refunds, and the ticket changes owner without the customer explaining again.
  7. Ticket closed with the tag delivery-lost. At month end you see how many of those tags there were — which is a conversation with your carrier, not with your team.

Steps 3, 5 and 7 are exactly what a shared mailbox does not do. That is the entire reason to switch; the rest is comfort.
